A very disappointing customer journey…
A very disappointing customer journey from Sytner Cardiff.
I made an online enquiry about a vehicle and asked a small number of straightforward questions. From that point onwards, the experience felt process-led rather than customer-led.
Instead of receiving clear answers to the questions I had submitted, I received generic follow-up communication asking whether there was anything further they could help with.
Even the basic personalisation was poor. I was addressed simply as “Khan” — not Mr Khan, not Maz, and not even “Hi Khan”. That may sound like a small detail, but these details matter when you are considering spending a significant amount of money with a business.
When I raised the fact that my questions had not been properly answered, the response focused on explaining the dealership’s internal process — that they are told to telephone customers first and then use templates depending on the preferred method of contact.
That, for me, highlights the problem.
A customer should not have to fit around an internal process. The process should support the customer journey.
And if the experience is going to consist largely of generic templates rather than someone actually reading, understanding and responding to the customer’s enquiry, then you have to question what value the human interaction is adding. At that point, an automated system could probably provide a more consistent and efficient experience.
The tone of the response also did little to recover the situation. Words such as “EMAIL” and “SERVICE HISTORY” were written in capital letters, which came across as unnecessarily abrupt, particularly when I had simply asked for my original questions to be answered.
I was also told that my enquiry had come through as “MAZ KHAN” and that this was “all I relate off”.
The issue here is not one spelling mistake, one email or one unanswered question. It is the complete experience from initial enquiry through to follow-up and complaint handling.
I was a genuine prospective customer making a genuine enquiry about a vehicle. The journey should have been simple: understand what I was asking, answer the questions, communicate professionally and make it easy for me to progress.
Instead, the experience felt generic, defensive and disconnected from the customer.
For a business of Sytner’s size and reputation, I expected a much stronger customer experience.
Exceptional service
Superb support from Ed Phillips and Mark James of BMW. Our vehicle has been written off in accident and they were both very supportive in finding a replacement

Break Fluid Change
Break Fluid Change - Great Service - Alison accommodated my requirement to have the car back before 4pm and kept me up to date throughout the day.
Customer service was second to none
Customer service was second to none, also appreciated the regular updates throughout the day regarding updates on my service. Also really appreciated the service of organising a taxi for me to collect my car.
Room for improvement
Good service but I should be kept updated on the progress of the work from check-in. Even the link was not working properly.
Major service
All went well . I deal with Ricci walker who goes above and beyond everytime. It was his day off when I visited for a major service, but even in his absence he still made sure things would run smoothly. Legend 👌
⭐️⭐️⭐️⭐️⭐️
⭐️⭐️⭐️⭐️⭐️
I have left 5 stars because I genuinely love BMW as a brand and have always had great respect for the quality and standards associated with it.
Unfortunately, my experience during this particular service visit at BMW on Penarth Road, Cardiff, did not quite match those standards.
I left my car for a routine service and replacement of the rear brake pads, with the total bill coming to nearly £1,000. When checking the car in, I also selected the complimentary mini valet offered by BMW.
Unfortunately, the mini valet was not carried out. In fact, when I collected the car, I noticed additional dirt and shoe marks on both the front and rear carpets, presumably from staff getting in and out of the vehicle while carrying out the work.
I was also surprised to find that my dash cam had been disconnected from its port and simply left on the passenger seat.
These may seem like small things, but when you leave your car with a premium brand such as BMW and pay close to £1,000 for servicing and repairs, you naturally expect a little more care and attention.
I don’t see this as a reflection of BMW itself, but rather a lack of care by the staff handling the vehicle on this occasion.
So, five stars ⭐️⭐️⭐️⭐️⭐️ will always be for BMW — but unfortunately, the service I received on this particular visit did not deserve the same five stars.
