Awful experience trying to make a return through Angie at customer service

I have historically loved their products but this company's approach to returns is purposely contrived to be as difficult as possible. Had a painful and drawn out experience trying to make a return recently. Don't rely on or assume that you are going to be able to make a return when you buy. They'll do everything to make it as difficult as possible. Make 100% sure that you like the product first!

We’re sorry to read your review and that you feel this way about your recent experience.
For clarity, mattress toppers are classed as accessories and come with a 30-night sleep trial, not the 100-night trial that applies to mattresses. They also fall under our accessories returns policy, which means:
Returns must be completed within the stated return window.
We do not offer free collection on accessories.
The cost of returning the item to OTTY is the customer’s responsibility.
You first contacted us regarding a return on 21st December, which was within the 14-day cooling-off period, and we provided full return instructions on 22nd December. However, the topper then remained with you for approximately 10 weeks, which placed it well outside of both the 14-day statutory return window and the 30-night sleep trial.
Requesting a return within the window does not extend the timeframe indefinitely — the item must still be sent back within the policy period.
Despite this, we offered — as a gesture of goodwill — to accept the return well outside of the policy terms, provided it was received within 7 days.
We’re sorry you found the process difficult, but we have followed our published returns policy throughout and, in this case, even made an exception to try to help.

Just drama with incompetent OTTY’s delivery contractor, absolutely useless and not worthy of your time or money.
What a shit show before even getting a product through my door.
DO NOT bother with these scammers.

I recently plOrder held to ransom by poor security practices and lack of communicationaced an order with OTTY…

I recently placed an order with OTTY and, despite being a straightforward purchase, the experience has been unnecessarily stressful and time-consuming.
After payment was made, my order was held pending a "security verification." No explanation was given as to why this was required, nor was it mentioned at the point of sale. When I queried the process, I was asked to submit bank statement information via email — with no initial guidance on what specifically was needed or why, raising immediate data protection concerns on my part.
When I raised these concerns, rather than receiving a clear and reassuring explanation, I was met with a response that I found dismissive in both tone and content. It was only upon escalation to a more senior member of the team that a proper explanation was provided — at which point it emerged that the situation was further complicated by the fact that the payment had been made on my husband's card, a perfectly ordinary circumstance that your verification process appears entirely unprepared to handle.
The resolution offered required yet more of my time, with a callback requested after 4:00 pm to resolve what should have been a simple matter.
What should have been an exciting purchase — a new mattress — has instead been a drawn-out and frustrating experience. I would encourage OTTY to review both their verification communications and the training provided to their customer-facing team. Customers should not need to fight for basic clarity on data protection, nor should they be made to feel like suspects for making a legitimate purchase.

We do have security checks in place to protect customers and prevent unauthorised card use. Occasionally, orders are flagged for manual verification — particularly when the cardholder name differs from the order name. We appreciate this wasn’t clearly explained at the outset, and that caused understandable concern.

To clarify, we only request limited information to confirm the payment — and customers are advised to redact everything except their name, address and the transaction reference. Our processes are GDPR reviewed and designed to keep customer data secure.

We are reviewing how this process is communicated to ensure it’s clearer and more reassuring in future.

We’d like to reassure you that our mattresses are Europur approved, which means the foams meet strict European standards for safety, durability, and emissions. They are tested to ensure they contain no harmful chemicals, and the bamboo fabric cover is also made from certified, safe materials.
It’s not uncommon for a mattress to feel a little firmer than expected during the first few nights while your body adjusts, but headaches are not something we’d expect as a normal reaction.

Helpful staff and good quality mattresses

Although the first mattress wasn’t comfortable Otty arranged collection and delivered an alternative. The Otty custom service were very helpful but it is still difficult to access the firmness of a mattress without trying it.

Still awaiting delivery of mattress

Unfortunately after over 2 weeks of waiting for our mattress, it has still not arrived. Delivery company has lost it somewhere. Although customer service have been good in communication with us, we are still none the wiser as to when our order will arrive. Very disappointed so far.

Delivery failed fives times

The delivery of our items was booked and failed five times. The final three of those times we were told they were sure the delivery would go ahead. It was a very distressing time as we had no proper mattress to sleep on for several weeks.

At the time of your order, deliveries were handled by Arrow XL — a delivery partner we no longer work with. Due to ongoing service issues, we made the decision to move to a new delivery provider in mid-January to prevent situations like this from happening again.

Late delivery and no info

Ordered on 26th Jan, and nearly 2 weeks later I hadn’t heard anything. When I rang up I was told that they are moving warehouses and didn’t know when it would be available but it would be soon. A few days later it did turn up but being kept in the loop would have been nice. Had to sleep on a single mattress for a few days so that wasn’t great. No compensation offered.

This is my third Mattress from Otty. Hands down one of the best mattresses I’ve ever had, and such an easy buying process. I’ve also bought a bed frame this time round & it’s incredibly well built & stylish. Don’t hesitate, just buy it & invest in your sleep.

Hi please do not use Otty sleep

Hi please do not use Otty sleep. I am a blue light card holder and purchased 2 mattresses of them in 2021. Both have been causing back problems after only four years of purchase I spent a lot of money on them. This company promotes guarantees but this is all lies, I know they will try to get out of it. I'm just awaiting their answer before I put this company all over social media, and take them to small claims court as the mattress is not fit for purpose. PLEASE DO NOT USE OTTY

We’re sorry to read your review, but we do need to clarify a few important points.

Neither OTTY, nor any other mattress brand, offers a guarantee against back ache. Comfort and support are highly subjective and can vary from person to person depending on body weight, sleeping position and personal preference.

What we do offer is a 10-year guarantee against manufacturing defects, not against comfort level or changes in personal preference over time. This covers faults such as structural issues with the springs or foam, not whether a mattress continues to suit an individual’s comfort needs years later.

If there is a genuine manufacturing defect, we absolutely honour our warranty. We assess claims based on evidence provided and in line with the terms clearly stated at the time of purchase.

Otty Bed Base nightmare

I purchased a Mattress & Base from Otty. I paid to have my old bed taken away only to find out they don't take the base. If I had known that at the time of purchase, I may not have gone ahead & that is probably why they didn't explain this on their website, and in their words "We don't mention what we don't do"
It took about 4 hours for us to build the base whilst trying to decipher poorly described & poorly diagramed instructions that can be very easily misconstrued. I cannot recommend anyone go through what we did. Must do better Otty, a bit of thinking ahead in terms of your customer experience would go a long way!

We clearly offer old mattress removal, which is shown at checkout within the delivery options and explained in our FAQ section. We do not offer old bed frame or base removal, and this service is not advertised anywhere on our website. As a retailer, we list the services we provide — we do not list services we don’t offer.
At no stage do we state that bed bases or frames will be removed, so this was not a service included with your order.
Regarding assembly, our bases are designed for home self-assembly and thousands are built successfully each year using the provided instructions. While we appreciate that assembly times can vary, the instructions supplied are standard and clearly illustrated.
We’re always happy to help when customers contact us, and our team did respond to your queries. However, we do ask that communication remains respectful when speaking with our staff.
